There is a particular feeling that well-run places create.

It comes from knowing that someone is there.

Not beside you.

Not interrupting you.

Simply there.

I’ve always been interested in the human response to hospitality. What makes it exceptional is rarely a single interaction, but the feeling that someone has thought carefully about how another person will experience a place.

I’ve noticed that people continually assess their surroundings.

We look for cues:

Who do I speak to?

Where do I go?

What happens next?

If I need something, who will notice?

When those questions go unanswered, people continue searching and uncertainty starts to build.

When they are answered, the mind can relax.

This is where presence becomes so important.

A receptionist who acknowledges your arrival before returning to their work.

A waiter who catches your eye from across the room.

A housekeeper quietly passing through a corridor.

A gardener tending the grounds.

None of these interactions is remarkable in itself.

Collectively, they create reassurance.

The guest no longer feels responsible for navigating the experience alone.

Presence doesn’t happen by chance. It is learnt, practised and reinforced until it becomes part of the culture. It requires emotional understanding, not only from leaders but essentially from all team members.

A room can be full of staff and still feel unsupported.

Equally, one person can create complete confidence simply by communicating, “I’ve seen you.”

Presence tells the guest that the environment is being cared for and, by extension, so are they.

For leaders, this presents an interesting challenge.

Presence cannot be written into a script.

It is created by culture.

By confidence.

By giving people permission to look up, notice, acknowledge and anticipate.

Not because every guest requires assistance.

But because every guest benefits from knowing assistance is close.

Hospitality should never leave a guest wondering whether they are welcome.

That may sound obvious, and I have indeed said this many times before, but it happens more often than we realise.

Recently, I visited the same hotel on two consecutive mornings.

On the first, we were welcomed warmly. We asked whether we might have a coffee and pastry, despite not staying at the hotel. Nothing felt too much trouble. We were invited to sit wherever we liked, our order was taken, and we left feeling genuinely welcome.

The following morning, we returned.

This time, a different team member greeted us but the welcome felt… unwelcome. At first there was hesitation and from there it unravelled a little further.

We were directed elsewhere to order and found ourselves explaining again to another member of staff that we’d visited the previous day and had been welcomed to sit in the courtyard with a coffee and a pastry.

The interaction did recover, but, as seems to be my nature, I was the one making the effort.

For a brief moment, we had wondered whether we belonged there at all. It felt awkward but I knew that the welcome we’d received the previous day was the way it was meant to be, so I pushed the uncomfortable feeling aside. The courtyard was the same, the coffee was great. Truth be told, we had hoped for another delicious pastry but because our welcome felt like an inconvenience, we politely declined.

That unwelcome feeling stayed with me, not because anyone had been unfriendly, but because the welcome depended upon who happened to be on duty.

Consistency is one of hospitality’s greatest responsibilities. Guests shouldn’t experience inconsistencies, certainly not ones that make them question whether they belong.

Guests don’t distinguish between reception, the restaurant or housekeeping. Nor do they separate one shift from another.

They experience one business, one culture, and that should feel the same every time.

Consistency doesn’t happen by chance. It is the result of alignment. Alignment around the purpose of the business and the experience it hopes every guest will have. The strongest teams share an understanding of what hospitality looks and feels like. They don’t need to deliver the same words, but they do need to create the same feeling.

Consistency isn’t about asking every member of staff to behave identically.

It is about ensuring every member of staff understands the same intention.

A guest should never have to explain why they’re there before they are made to feel welcome.

That decision should already have been made.

The warmth may be expressed differently, of course, personalities will always vary.

But the values should never change.

The finest hospitality feels consistent because the team share an understanding of what it means to welcome someone.

There needn’t be a script. There does need to be a shared understanding of what welcome feels like.

Hospitality is delivered by individuals.

It is remembered as one experience.

Consistency, like inconsistency, is organisational. What happens behind the scenes is always felt front of house.

There is often a moment, just after arriving somewhere, when you know.

Not because anything remarkable has happened.

But because everything feels immediately right.

The scale of the room.

The quality of the light.

The way you’re welcomed.

The atmosphere.

You haven’t consciously assessed any of it.

Yet somehow your body already has.

I’ve noticed that the finest hospitality asks very little of a guest in those first few moments.

You instinctively understand where to pause.

Where to sit.

Where to look.

The room answers your questions before you’ve had a chance to ask them.

The people do the same.

There is confidence without performance.

Warmth without over-familiarity.

You feel acknowledged, but never observed. It’s that feeling of belonging I’ve mentioned many times before…

This feeling isn’t created by any one single thing.

It is the cumulative effect of hundreds of thoughtful decisions, all working together.

The architect.

The lighting designer.

The florist.

The receptionist.

The music.

*The hand soap in the bathroom.

The pace.

No single element creates this feeling, they need each other to pull it off. Hospitality is collaborative.

Together, these thoughtful elements create a feeling of ease. They have thought of everything so you can simply relax and enjoy.

I’ve come to trust that instinct.

When a place feels right from the very beginning, it usually is.

Not because perfection exists (although isn’t it wonderful when somewhere comes tantalisingly close?), but because thoughtfulness has been applied consistently enough that the guest can stop thinking altogether.

*I make notes of ‘new to me’ brands I happen upon in restrooms. Two of my recent favourites: Lo (their Open Windows organic hand cream sits on my desk) and Dulcie (their bladderwrack and fennel hand wash has a beautiful scent profile).

There was a time when coffee in hotels was little more than an expectation. It was available because it needed to be, often hurriedly prepared and quickly forgotten.

Today, that relationship has changed. Coffee culture has emerged.

Coffee has become an important expression of a hotel’s identity. The finest hotels no longer treat it as an amenity, but as an integral part of the guest experience, investing in quality with the same intention as they invest in their interiors, their gardens, their restaurants and the people who bring them to life.

I’ve noticed that the best hotel cafés are rarely occupied solely by hotel guests.

Local residents stop by on their morning walk.

Friends meet over coffee.

Colleagues work together around a shared table.

Someone sits quietly with a book.

Another writes.

Some simply enjoy the comfort of being around other people without feeling any obligation to join them.

Hospitality has the ability to create connection without demanding interaction. It offers people the opportunity to be alone, yet still feel part of something. Guests seek out thoughtful spaces. I bet you are thinking of one right now… (I’d love to hear where it is!) Providing excellent coffee is no longer enough if the environment feels uninspiring. Equally, beautiful interiors cannot compensate for mediocre coffee.

Of course, none of this happens by accident.

People have become discerning. They know good coffee when they taste it, and likewise they know when it’s not been given a second thought. Increasingly, they care about provenance, quality and wellbeing, wanting to know that what they consume has been chosen well.

Like every successful hospitality experience, the whole is greater than the sum of its parts.

And isn’t it interesting how the vessel in which your take-away coffee is given becomes part of the experience?

Thoughtfully branded, it extends the identity of the hotel beyond its walls. It sits in a guest’s hand as they wander through the gardens, work in the lobby or walk back through the neighbourhood. For a brief moment, they become part of the place, carrying its identity with them. Spotted by others, a seed is planted and the culture continues.

Branding, when approached thoughtfully, is not simply recognition; it’s belonging.

As coffee culture continues to evolve, I believe hotels have an opportunity to think beyond the drink itself. The hotel with a cafe is a place that welcomes residents and non-residents alike. It is a place where the like-minded can enjoy a sense of belonging. A place that encourages people to pause, to connect, to work, to reflect or simply to enjoy being there.

Coffee is here to stay. The question for hospitality is not whether to invest in it, but how thoughtfully it chooses to do so.

When quality, design and hospitality work together, coffee becomes far more than something we consume; it becomes a reason to stay.

I believe hospitality is one of the greatest contributors to human wellbeing. Not because it solves our problems, but because, at its best, it cleverly eases the weight we’re already carrying. Additionally, it teaches others how to be gracious and kind. It reduces uncertainty and creates belonging.

Hospitality is a discipline capable of having a profound impact on human wellbeing. Lucky for us, hospitality can be experienced daily in a variety of ways. This largely depends on our choices, but even the smallest, almost seemingly indistinct interaction provides an opportunity for thoughtful hospitality, no matter how delicate in touch.

The immediacy of thoughtful hospitality perfectly executed can be imperceptible. But with sustained consistency it can leave a lasting impression one may struggle to articulate, rendering its imprint so whole, the mind, body and soul crave its repetition.

The challenge to providers, the minds behind the scenes, the educators of exceptional hospitality, is not to blow the candle out by over-doing it, numbing the being to thoughtfulness. Worse, extinguishing all that is good by creating a society of ungrateful expectants.

I am fascinated by how society behaves in a hospitality setting. Moreover, how hospitality is given. The power of thought and the human response to it. And then the by-product of that cause and effect exchange.

I have studied the why: why we crave, and then spun it on it’s head with the study of the paradoxical state of rejecting what we actually desire, and interestingly, overchoice, where more is often less. Applying this human response to hospitality provides infinite opportunities to be thoughtful and intentional, thus enhancing the lived experience of the recipient. Creating societies that are envied for their wellbeing, ultimately creating an existence that we can be proud of, that we can rely upon when we need to feel something. To feel connected, to feel seen, to belong.

Hospitality and design (interior, architecture, environment), and hospitality and human emotion are exciting, because of their malleability. Just because something is the way it is, does not mean that is the way it must stay.

When approached in this way, hospitality is the return to base: the creative bible of the human ability to directly enhance another human’s wellbeing.

Hospitality is never created by one person. It’s the result of hundreds of thoughtful decisions, made by people we may never meet.

The architect who frames the view.

The designer who considers how a room should feel.

The art curator who chooses the pieces that evoke emotion.

The florist.

The housekeeper.

The chef.

The receptionist.

The person who handwrites the note left in your room.

Curating, collaborating, working cohesively. Each person, every team member, leaves a fingerprint on the experience, bringing it into focus.

Together, they shape how another human being feels.

This is why I find hospitality so compelling.

Not just because I love beautiful hotels, and not only because I admire exceptional service, but because hospitality offers huge opportunity and choice.

These Field Notes will provide a lens through which to observe the impact of hospitality, with the clear intention of provoking thought and encouraging a commitment to excellence motivated by genuine empathy for human experience. Whilst hospitality is experienced in a variety of sectors, my expertise lies in hotels and food & beverage.

I look closely at the decisions, behaviours and environments that shape how people feel. My belief is that if we better understand the human response to hospitality we can create places that enhance people’s wellbeing.

Although I do wonder if there are cultural differences in the human response to this state… but for the purposes of this field note I shall assume that we all find waiting rather uncomfortable.

It’s not the minutes themselves.

But everything they allow our minds to do.

Over the years, I’ve noticed people while they wait.

Someone standing at a reception desk.

A couple waiting for a table.

A guest arriving before their room is ready.

At first, people seem entirely at ease. They almost expect to wait for a moment… that’s reasonable.

They look around.

They chat.

They admire the room.

Then, almost imperceptibly, something changes.

They glance towards the host.

They check their watch.

They look at the door.

Their attention shifts from where they are to what might, or might not, happen next.

I’ve come to believe that people are made uncomfortable by uncertainty.

Have I been seen?

Do they know I’m here?

Am I waiting in the right place?

Should I ask again?

Have they forgotten me?

Do I belong?

The questions arrive long before impatience does.

Well considered hospitality cannot always remove the wait.

Sometimes that simply isn’t possible.

But it removes the uncertainty that surrounds it.

A glance across the room.

A smile that says, I’ve seen you.

A sentence that says, We’ll be with you in five minutes.

A coffee offered while a room is prepared.

None of these make time pass more quickly.

They do something much more important.

They replace uncertainty with reassurance.

I’ve noticed something else.

When people understand what’s happening, they become remarkably patient.

Not because they enjoy waiting.

But because they no longer feel forgotten.

Waiting is rarely about time.

It’s about whether someone feels acknowledged while time passes.

Perhaps that’s one of hospitality’s quietest responsibilities.

Not simply to manage time.

But to ensure that, while people wait, they never have to wonder whether they matter.

Not every request can be accommodated.

Not every room is available.

Not every plan works out as we’d hoped.

That isn’t where hospitality is tested.

Recently, I found myself enquiring about something that wasn’t available.

The answer itself wasn’t disappointing.

Sometimes the answer simply has to be no.

What stayed with me was what happened afterwards.

Or rather, what didn’t.

The conversation ended.

No alternative was explored.

No curiosity about why it mattered.

No attempt to imagine another possibility.

Driving home, I realised something.

I had quietly taken responsibility for everyone’s disappointment.

“Oh well,” I heard myself say.

“There’ll be other occasions.”

I had softened the awkwardness.

I had brought the conversation to a close.

I had carried the emotional weight.

The more I thought about it, the more I realised that exceptional hospitality isn’t revealed by the first response.

The first response communicates reality.

“I’m sorry, that isn’t possible.”

The second response reveals hospitality.

“Let’s see what else might be.”

Perhaps there was another room.

Perhaps another date.

Perhaps another way of making the occasion feel special.

Perhaps not.

The outcome is almost beside the point.

The effort isn’t.

I’ve come to believe that hospitality is rarely defined by whether things go according to plan.

It’s defined by what happens after they don’t.

Not every disappointment can be removed.

But hospitality with a difference holds the person, so that disappointment can be shared.

The finest hospitality doesn’t simply deliver answers.

It remains alongside the guest long enough to look for another possibility.

Sometimes, that willingness is remembered long after the original disappointment has been forgotten.

One of the essential elements of the foundation of preparedness within hospitality is pre-meal.

It’s when teams gather.

Information is shared.

Special occasions are remembered.

Responsibilities become clear.

The room is prepared.

But pre-meal is about much more than logistics.

It is the moment a team prepares to receive people.

How that time is used matters.

How people are spoken to matters.

Whether they leave feeling confident, purposeful and trusted matters.

Because long before the first guest arrives, the experience has already begun.

Recently, I arrived at a pub with rooms just after midday on a Saturday.

I was the first guest through the door.

Several members of staff stood together while they were hurriedly briefed by a woman holding a pair of garden shears, explaining that she was about to trim a rhododendron.

When she finished speaking, nobody moved.

The room felt unprepared.

Not because the tables weren’t laid.

Or the flowers unfinished.

But because the people didn’t appear ready to receive a guest.

Even the arrival of a guest failed to create movement.

For a moment, I felt unwelcome.

This wasn’t their intention, but their pre-occupied steward tending to the garden left them lacking in direction.

Guests don’t judge readiness by polished glasses or perfectly folded napkins.

They judge it by the quiet confidence of the people within the room.

A prepared team moves with purpose.

They notice.

They anticipate.

They take ownership of the space before a guest ever asks for anything.

That confidence is contagious.

Guests relax because the room feels certain of itself.

They stop wondering where to stand.

Who to ask.

Whether they’ve interrupted.

They simply begin to belong.

I’ve come to believe that an open door may invite you in, but a lack of readiness stands in the way of a welcome and a sense of belonging.

Readiness is one of hospitality's invisible signals. Guests may not notice it consciously, but you can be sure they’ll feel it’s awkward absence.

A clear path.

A visible point of welcome.

A natural place to pause without feeling in the way.

When this is resolved well, guests move with quiet confidence.

When it is not, there is hesitation.

People hover.

They look around.

They wonder whether they’re in the right place.

These are fleeting moments, but they shape the experience from the very beginning.

A well-designed space does more than look beautiful.

It quietly tells you what to do next.

The best hospitality doesn’t ask guests to work things out for themselves.

It anticipates uncertainty and gently removes it.

When a place helps you find your way without you ever noticing, you’ve already begun to feel looked after.

Atmosphere is often thought of as something visual.

Lighting, materials, furniture.

But what gives a room its energy is not what is placed within it, but what is happening inside it.

Movement.
Conversation.
Service unfolding.

A well-run space has a natural rhythm.

Guests arriving, being greeted, settling in.
Staff moving with quiet confidence.
Food and drinks flowing through the room.

This rhythm creates a sense that something is happening.

And it is this sense of life - subtle but constant - that makes a space feel alive.

Children are often described as the smallest guests.

I wonder if they’re actually the most revealing.

It’s easy to create a children’s menu, scatter a few crayons across the table or add a play area to the corner of a room.

It’s much harder to create an experience that makes a child feel genuinely considered.

The difference matters.

A child’s experience shapes a parent’s experience. More often than not, it shapes the experience of everyone else in the room too.

When we visit The Bath Arms in Somerset, the team remember our children’s names. Crayons appear almost without asking. The children’s menu always has something fun printed on the back, and there are dishes my children already know they’ll enjoy.

These aren’t grand gestures.

They’re thoughtful ones.

Our children know what to expect, and they look forward to returning.

Years ago, my husband and I spent our honeymoon at Palihouse in Santa Monica with our one-year-old son, Louis.

When we opened the door to our suite, a baby bed had already been made up for him. A bottle of champagne was chilling in the kitchen for us. Waiting on the bed was a small pony teddy, which quickly became ‘Palipony’ and travelled home with us.

The following morning, breakfast arrived with teddy bear-shaped pancakes to celebrate Louis’s first birthday.

Years later, we still talk about Palipony.

Not because it was extravagant.

Because somebody had imagined what it might feel like to arrive as a young family celebrating something special.

The memory isn’t really about the teddy.

It’s about the thought behind it.

Another memory has stayed with me for very different reasons.

One winter, while work was being carried out on our house, we stayed at At The Chapel in Bruton. Louis, who was two at the time, became unwell during the night.

The night porter quietly appeared with fresh linen and reassurance.

Nothing was too much trouble.

More importantly, he never made us feel that we were causing one.

Exceptional hospitality often reveals itself when things don’t go to plan.

Children, like all of us, want to feel seen.

They remember the waiter who crouches to their eye level.

The receptionist who greets them by name.

The chef who waves from the kitchen.

The small gesture that quietly says, We’re pleased you’re here.

Thoughtfulness, however, isn’t the same as attention.

One of the greatest skills in hospitality is knowing how to read people.

Children are no different.

Some children will happily tell you everything about their day before you’ve introduced yourself. Others stay close to their parents, quietly taking everything in. Some have been taught not to speak to strangers. Others simply don’t enjoy being the centre of attention.

The most thoughtful hospitality never assumes.

It notices.

It adapts.

It understands that children should never be expected to manage the boundary between themselves and an unfamiliar adult.

That responsibility belongs to the adult.

The warmest interactions are often the gentlest. A smile. A wave. A crayon placed quietly on the table. A conversation that begins with the parent before naturally including the child, if the child chooses.

I also remember an occasion when a member of staff became overly familiar with our daughter. Their intention was kind, but it left her visibly uncomfortable. We instinctively stepped in, reassuring her that she was safe and that we were in control.

The moment stayed with me.

Not because kindness was absent.

But because it reminded me that exceptional hospitality isn’t measured by warmth alone.

It’s measured by emotional intelligence.

The ability to recognise what this person, in this moment, needs from you.

Sometimes that’s conversation.

Sometimes it’s space.

Sometimes it’s simply a smile.

The more I study hospitality, the more I believe children reveal the quality of a hospitality system.

A place that has thoughtfully considered its smallest guests has almost certainly thought deeply about anticipation, flexibility, comfort, emotional intelligence and care.

Those qualities don’t stop with families.

They benefit every guest.

Children may be the smallest guests in the room.

But they tell us an enormous amount about the people who welcome them.

A warm welcome in a hotel rarely comes down to a single moment.

It is not just the greeting at the desk, or the offer of help.

It is something considered in advance.

The most welcoming spaces feel prepared for you.

Not in a way that is obvious, but in a way that allows everything to unfold easily.

You arrive, and there is no uncertainty about where to go or what to do next.

You are acknowledged without needing to ask.

There is a sense that your presence has been anticipated.

This does not happen by accident.

It is the result of thought, alignment, and care taken before the guest arrives.

The positioning of the host.
The clarity of the space.
The timing of an interaction.

These are small decisions, but they shape how a guest feels in those first moments.

Effort is present here — but it is not performed.

It is felt in the ease of the experience.

In the absence of friction.
In the quiet confidence of the space.

When done well, the guest does not notice the work behind it.

They simply feel welcomed.

A warm welcome is rarely improvised. It is considered, with experience and thoughtful intuition in mind.

This morning I found myself sitting in The Old Pharmacy in Bruton with a flat white, my laptop and no charger.

The missing charger should have been a problem.

Instead, I found myself looking for reasons to stay beyond the depleted battery.

The Old Pharmacy has a particular quality that is difficult to manufacture and even harder to describe.

You can smell the cooking before you reach the door.

Inside, music hums quietly in the background. The walls are painted a deep green, candles flicker atop paper white tablecloths. Original wallpaper remains beneath the window. Chalkboards replace printed menus. Artichokes sit in bowls. A bay branch hangs on the wall.

Nothing feels accidental.

Yet nothing feels staged.

The space is thoughtful without drawing attention to its thoughtfulness.

As I sat with my coffee in the dining room enveloped in gentle ambiance, listening to the chef prepare for lunch and the hostess greet a steady stream of regulars and passers-by, I found myself thinking about a question that increasingly interests me:

What makes people return?

The coffee is good.

The food is excellent.

The design is beautiful.

But those things alone rarely explain loyalty.

The answer, I think, lies elsewhere.

What The Old Pharmacy understands is that hospitality isn’t always about interaction.

Sometimes hospitality is about creating a place where people feel comfortable simply being.

I like how I can feel hidden in here, but still part of the atmosphere.

There is no pressure to perform.

No expectation that being alone means feeling isolated.

You’re welcome to work, read, think, meet a friend or simply watch the room unfold around you.

The hostess contributes to this feeling effortlessly. Her welcome is warm and genuine. She remembered me from previous visits, encouraged me to settle in and even pointed out the sockets I might need for my laptop.

Small gestures.

Nothing remarkable in isolation.

Yet together they create something that many hospitality businesses strive for and few achieve:

A sense of belonging.

Not belonging because everybody knows your name.

Belonging because the environment asks nothing of you while quietly making space for you.

The longer I sat there, the more I realised that this may be one of hospitality’s most underrated qualities.

Creating places where people feel hidden, but still part of it.

And perhaps that’s one reason we return.

I’ve been thinking about the places I return to.

Not just once or twice.

But the cafés I instinctively choose.

The hotels I recommend without hesitation.

The restaurants I find myself booking again, even though there are countless others I could try instead.

At first, I assumed it was because they were exceptional.

Exceptional food.

Exceptional design.

Exceptional service.

But the more I’ve paid attention, the less convinced I’ve become.

The places I return to aren’t always the most beautiful.

Or the most luxurious.

Or even the most memorable.

Instead, they share something much quieter.

Over time, I’ve come to trust them.

I trust that I’ll be welcomed.

I trust that I’ll feel comfortable.

I trust that if something goes wrong, someone will quietly put it right.

It’s a kind of trust we rarely talk about.

Not trust in a person.

Trust in an experience.

And I wonder whether that trust is what keeps drawing us back.

Because once you stop having to think about a place, you can simply enjoy being there.

There is very little friction.

Very little uncertainty.

You know where to park.

You know where to stand.

You know how you’ll be greeted.

You know how the room will feel.

Everything becomes familiar without becoming ordinary.

Perhaps that’s what loyalty really is.

Not a points card.

Not habit.

Not even preference.

Perhaps loyalty is simply what trust looks like over time.

Since I began writing these Field Notes, I’ve realised I’m less interested in what makes somewhere impressive than in what makes somewhere worth returning to.

They’re rarely the same thing.

And it’s in that difference that I think hospitality becomes most interesting.
